Not the Experience Expected from the Brand
The most significant issue during our stay was the cigarette smoke smell. We were initially assigned a non-smoking room on Level 15, where both the corridor and the room had a strong cigarette odour. Housekeeping attempted to assist with air freshener and an air purifier, but neither resolved the issue.
We were subsequently moved to another room, only to encounter the same problem. A third room on Level 17 also had the same smoke smell from the corridor to the room. It was only after being relocated to a room on Level 25 that the issue was finally resolved.
It took multiple room changes before a suitable solution was found, with the explanations that guests in Shanghai hotels commonly smoke in rooms. This is particularly concerning for families travelling with young children and guests who may have respiratory sensitivities.
While the initial handling of the room issue was disappointing and at times felt dismissive, we appreciate that Sinnie and Lena took ownership of the situation later on, apologised for the inconvenience. Their service recovery helped improve an otherwise frustrating experience.
Another area that left a poor impression was the concierge experience. During our first interaction, while we were trying to sort out missing parcels, one of the concierge staff repeatedly attempted to promote the hotel’s airport transfer service despite being informed that we had already made our own arrangements. He continued asking about the price we had paid elsewhere and persisted with the hotel’s airport transfer service.
What made this more frustrating was that the same concierge staff member raised the airport transfer service again the following evening when we returned to collect additional parcels. Then, upon departure, another concierge staff member also commented on the airport transfer arrangements we had made independently. Making comment about the vehicle: this car is big but not practical (不舍用).
The frequency and persistence of these interactions felt excessive and out of place. The repeated attempts felt more intrusive than helpful.
Another disappointing interaction occurred on the evening of 5 June at approximately 10–10.30pm when we returned to collect a parcel. As the concierge team had already gone off duty, a member of the guest service team was asked to assist. Unfortunately, he appeared reluctant and gave the impression that helping us was an inconvenience. Before even attempting to locate the parcel, he remarked that he would help but could not guarantee anything because the concierge team was no longer on shift. While I understand operational limitations, the delivery and tone came across as cold and unwelcoming, lacking the hospitality one would expect when simply seeking assistance with a guest request.
Another aspect that surprised me was the overall attitude of many front line staff. Based on the reviews, I expected warm and friendly service, but that was not our experience. Many interactions felt transactional, with limited initiative or ownership shown when assistance was required.
To be fair, not all teams fell short. The housekeeping staff were friendly, patient and understanding throughout the multiple room moves.
From a facilities perspective, the hotel feels dated. The arrival experience is impacted by the design of the drop off and pick up area, which regularly experiences heavy congestion and creates potential safety concerns. While the security team manages the situation commendably, the underlying design remains problematic. The hotel entrance was also frequently crowded with smokers, making it uncomfortable to enter, exit or wait for transportation. The lobby was noticeably warm, while the lifts were excessively cold.
Location wise, I personally do not find the hotel as convenient as some reviews suggest. Most major shopping districts and attractions required approximately 25 minutes by car.
Overall, while there were staff who genuinely tried to help, the stay was impacted by cigarette smoke issues, inconsistent service standards, excessive upselling efforts and dated facilities.

We sincerely apologize for the series of disappointments—the cigarette smoke smell requiring multiple room changes, the persistent upselling of airport transfer service by the concierge, the reluctance displayed by the guest service team member, the transactional attitude of many frontline staff, as well as the dated facilities, congested drop-off area, uncomfortably warm lobby, and overly cold elevators. These experiences clearly fell short of the expectations set by our brand reputation and online reviews.
Regarding entry into rooms with the "Do Not Disturb" sign activated, we typically conduct necessary checks after consecutive days of no response for guest safety considerations. However, the manner in which this was handled was clearly inappropriate, and we will conduct a thorough review of this practice.
All of your feedback has been shared with our housekeeping, front office, concierge, and engineering departments. We will immediately initiate a special campaign to address smoking issues in non-smoking rooms, standardize concierge communication protocols, enhance staff service awareness training, and evaluate facility upgrades and traffic flow improvements.
